The Full Story

The outsourcing industry stands on the brink of significant change. The status quo approach to outsourcing that prioritized cost-cutting above all else has officially run its course, and it’s time for a new paradigm. 

To better understand the trajectory of outsourcing in this “innovate or stagnate” environment, SupportNinja conducted an online survey that asked 488 leaders (all at Director level or above) about outsourcing at their organizations. Based on the results of this survey, we see some key changes coming down the pike.

Here are five key trend predictions we expect to see in 2024 and beyond:

1. A Healthy — But Fluid — Outsourcing Market

There are plenty of companies looking to outsource and plenty of BPO providers to meet the demand. However, we expect to see a lot of movement and competition in the market, because many companies don’t feel real loyalty to their existing providers.

Despite most companies being at least somewhat satisfied with their outsourcing vendors, 59% would consider changing vendors, and an additional 14% are actively looking into doing so. This discrepancy indicates that there doesn’t necessarily have to be a major problem for organizations to consider changing partners.

Additionally, while 59% of respondents say they measure the value of outsourced services based on cost savings, 51% measure it based on service quality (respondents could select more than one answer). This suggests that willingness to switch providers isn’t solely a matter of price, and cost savings alone aren't sufficient to satisfy most organizations — excellent service and added value are also required.

Most companies outsource to achieve the best possible balance of savings and service. Any change in their vendor’s price or offerings, or the emergence of a competitor that delivers more value, could persuade them to look elsewhere.

2. A One-Stop-Shop Outsourcing Approach

Many different tasks and processes — from customer success and content moderation to data processing — can be outsourced. It’s not uncommon for companies to utilize multiple outsourcing providers to cover different processes. This is particularly true in the SaaS / tech industry, where 65% of companies report having several outsourcing partners vs. only 28% of organizations in other industries.

This year and beyond, we anticipate a paradigm shift toward a “one-stop-shop” approach to outsourcing, with companies looking to consolidate as many tasks and processes as possible into fewer outsourcing providers (or ideally, just one). 

By trimming down their number of outsourcing partners, organizations can benefit from more streamlined communication and reporting, as well as potential cost savings from bundling multiple services from the same provider. Additionally, when a vendor provides multiple services to the same organization, they become more deeply embedded in and knowledgeable about their processes, which further streamlines operations and drives long-term value.

3. Increasing Demand for Specialized Skills

Many companies outsource primarily to increase scale and get access to more team members, and that will always be a common reason for outsourcing. But going forward, we also expect to see more companies outsourcing to find talent with specific skills that aren’t readily available in-house.

According to our survey results, “gaining access to people with specific skills / expertise” is the most important factor in an organization's decision to outsource, with 52% of respondents saying it’s “critically important.”

As talent shortages persist, outsourcing will give companies long-term access to talent with unique expertise, which would be difficult and costly to source and retain on an in-house basis.

4. Strategy Changes in the Tech Sector

In the past decade, we’ve seen many startups and tech companies operating with a “growth at all costs” mindset, rushing to become an attractive option for sale rather than building a business that's profitable in the long run.

The tech sector began to move away from this short-term mindset in 2023, turning instead toward a more sustainable approach to growth, with outsourcing as a long-term ROI-driver — not just a quick fix.

We expect to see this trend continue in 2024, with more tech companies choosing to outsource as part of their long-term strategies for sustainable, scalable success.

5. Increasing Focus on AI in Outsourcing

The number of outsourcing companies introducing AI into their offerings is growing — a majority of our survey respondents report that their outsourcing vendors have either basic (41%) or advanced (37%) AI capabilities.

The prevalence of AI offerings across providers indicates mounting competition. Offering basic AI capabilities is no longer a differentiator, and even advanced AI capabilities are now commonplace, particularly in the CX space. Additionally, 34% of organizations are exploring AI solutions on their own, without their outsourcing vendor. 

In this climate, vendors have to demonstrate the value they bring to the table beyond AI tools themselves — why should companies incorporate an outsourcer’s AI-enabled services specifically rather than using AI independently? Striking the perfect balance between human and AI that delivers the most efficiency while also improving service quality is a strong selling point in this competitive market.

The Future of Outsourcing

The outsourcing landscape is set to undergo a dynamic — and much needed — transformation in 2024. 

Rather than cost savings alone, we expect more focus on service quality, consolidating services under fewer providers, seeking highly specific skill sets, incorporating outsourcing into sustainable long-term strategies, and AI capabilities that are redefining industry standards.
